Extremely disappointing product-support and complaint-resolution experience

Our laboratory purchased five TwistDx RPA Liquid Basic kits. Unfortunately, we were unable to obtain the expected amplification using the product, including with the positive control supplied with the kit. We undertook extensive troubleshooting. We tested multiple bags of reagent, tried different dNTPs that performed successfully in our PCR assays, and performed additional purification steps recommended by TwistDx technical support. Despite these efforts, we did not obtain the expected positive-control result. The product-performance issue itself was frustrating, but our greatest concern was the subsequent technical support and investigation process. Technical support was slow, and several recommendations were either repetitive, inconsistent with previous suggestions, or largely repeated information already available in the product documentation. Considerable laboratory time and additional reagents were consumed while attempting to resolve the problem. We eventually asked TwistDx to test the relevant product/batch themselves. Although the RPA reaction itself takes less than 30 minutes, obtaining a conclusion from the investigation required repeated follow-ups over an extended period. The case was subsequently escalated through different teams and review stages. Most concerning from a scientific perspective was the lack of transparency regarding the experimental evidence supporting the investigation. We specifically requested experimental results, including a DNA gel image, so that we could independently assess the conclusion. The final information provided to us consisted primarily of written conclusions, and the requested gel image was not provided. TwistDx ultimately stated that its investigation had not identified a product deficiency. Given that conclusion, I believe providing the underlying experimental evidence would have been particularly important. The resolution was also disappointing. We had purchased five kits and had explicitly discussed replacement of the five kits or a refund. Although we were initially informed that a replacement had been approved, we later learned that only two lyophilized kits would be provided for troubleshooting rather than replacement of the complete order. Some front-line Abbott personnel were courteous and helpful in following up, and I appreciate their efforts. However, based on our overall experience, I would rate the technical support, transparency of the quality investigation, turnaround time, and complaint resolution very poorly. For researchers considering this product, I strongly recommend taking the availability and responsiveness of post-purchase technical support into account in addition to the assay itself.
